Outsourcing your IT service desk: what should a large organisation look for?

A practical guide for organisations that want to hand over their service desk and workplace management to a partner, without the quality for users dropping.
01 - 10 - 2026

Your service desk is the face of your IT. Every employee comes into contact with it sooner or later, and the way a question is handled determines how your people think about IT. At the same time, a good service desk needs a team large enough to absorb peaks and broad enough to answer every question.

In this guide, we set out what to look for when you outsource your service desk, based on the projects we run with our clients.

What does an outsourced service desk involve?

With an outsourced service desk, a partner takes over the first point of contact for IT questions and incidents. This often goes together with workplace management: managing laptops and devices, updates and patching, functional support for Microsoft 365 and onboarding and offboarding employees.

A good service desk solves more than today's question. It recognises recurring problems, fixes the root cause and makes sure your users need to call less often.

Where does it get stuck?

Your workplace, infrastructure, security and identity each require in-depth expertise, and one internal team can hardly cover all of it equally well. Peaks during a roll-out or reorganisation are hard to absorb. Licences are running, but users get little out of them. And compliance and budget need attention that disappears in the daily rush.

Step 1: map your current operations

How many tickets do you receive per month, on which topics and how quickly are they resolved? Which languages do your users speak, at which locations do they work and which systems need to be supported? An in-depth assessment maps this together with your infrastructure, your security and your level of adoption.

Step 2: agree on terms your users can feel

Response times matter, but they do not tell the whole story. Also agree on how many questions are solved at first contact, how satisfied your users are and how the partner tackles recurring problems. Set out when someone comes on site, and in which languages the service desk works.

Step 3: plan a careful transition

The transition shapes the first impression your users get of the new partner. A good partner takes the time to understand your environment, documents processes and works alongside for a while before taking over completely. That preparation keeps paying off years later.

Step 4: combine the service desk with management and adoption

A service desk that also handles workplace management and monitoring sees problems coming sooner. Combine that with support for your users, for example through short learning moments, so simple questions come in less often.

Step 5: steer together

Discuss the figures at fixed moments, with a fixed point of contact at the partner who knows your environment. Look beyond the tickets: which improvements in security, adoption and cost efficiency are possible in the coming six months?

What should you look for in a service desk partner?

  • Does the partner have experience with organisations of your size and in your sector?

  • Can the service desk also follow up on workplace, infrastructure and security?

  • How does the transition work, and how much time does the partner invest in it?

  • Which agreements does the partner make on resolution rate and user satisfaction?

  • Is there a fixed point of contact who joins the table for strategic decisions?
